What customer support handles
Support resolves order and delivery queries, product how-to questions, billing disputes, returns and refunds, service requests and complaints. Teams are usually tiered. L1 executives take first contact on voice, chat and email and close routine issues with the help of scripts and a knowledge base. L2 specialists handle cases that need system access, investigation or judgement, and L3 means the product, engineering or operations team that owns the root cause. Around the agents sit quality analysts who audit calls and chats, trainers who run process training for new batches, and a workforce management team that forecasts volumes and builds rosters.
Support structure as the company grows
A 50-person company may have two to four support executives working a general shift from 9 am to 6 pm, sharing one inbox and phone line, with the founder or an operations manager taking escalations. By 500 employees, support is its own department with a support manager, team leaders who each run a pod of executives, a quality analyst, a trainer and a rostering executive. Service moves to morning and evening shifts, and weekends are covered by a rotation.

How support works with other teams
Support sits between the customer and every other department. Delivery complaints go to operations or logistics, product defects and app bugs to the product and engineering teams, refunds and billing corrections to finance, and upgrade interest to sales. The arrangement works when each receiving team agrees a turnaround time and a named owner, and support can see the status without chasing people on WhatsApp groups. HR supports the department with volume hiring, batch training schedules, shift allowances and rosters. Many teams also send a weekly list of the top complaint reasons to product and operations so the same issue stops coming back.
Escalation matrix and reporting lines
An executive reports to a team leader, who reports to an assistant manager or operations manager, then the support manager and the head of customer experience, who usually reports to the COO or CEO. Customer escalations climb the same ladder with time limits: for example, a complaint unresolved in 24 hours moves to the team leader and one unresolved in 72 hours to the manager. Refunds and goodwill credits have limits by level. What is the difference between L1 and L2 support?
L1 support is the first line: executives who answer calls, chats and emails and resolve routine questions with scripts and a knowledge base. L2 support takes the cases L1 cannot close, such as account corrections, technical faults or disputed charges, which need deeper system access, investigation or approval. Issues that need a code or process fix move on to L3, the owning product or operations team.
What is the hierarchy in a customer support team?
Support teams are layered: support executives or associates, senior executives, team leaders, assistant managers, support or operations managers and, at the top, the head of customer experience. Quality analysts, trainers and workforce planners sit alongside the operations line and report to their own leads, so an agent's quality is judged by people other than the direct supervisor.
How many support executives can one team leader manage?
There is no fixed number. A team leader should be able to review each executive's calls or chats every week, handle live escalations and run a short huddle at the start of every shift. New teams, complex products and voice processes need smaller pods, while experienced email or chat teams with good tooling can run larger ones.
Can women work night shifts in a customer support team?
Yes. Under the OSH Code women may work night shifts with their consent and subject to the safety conditions the government sets. In practice companies arrange pick-up and drop transport, keep a record of consent, make sure the workplace is secure and staffed, and keep a grievance route open for any concern raised during those shifts.
