A monthly agent scorecard
Keep the scorecard to four or five measures the agent can influence and that match the client's own priorities. Most of the data comes from the dialer and quality tools; attendance comes from HR. Worked example: Pooja's scorecard
Pooja's process weights quality at 40, handle time at 25, customer satisfaction at 20 and adherence at 15. This month her progress is 95 percent on quality, 80 percent on handle time, 90 percent on customer satisfaction and 100 percent on adherence. Her weighted score is 0.40 x 95 + 0.25 x 80 + 0.20 x 90 + 0.15 x 100, which is 38 + 20 + 18 + 15 = 91 percent. That weighted figure appears against her name in ZeniaHR, and operations maps it to an incentive slab.
Team leader KRAs
Team leaders are judged on the team, not on their own calls. Typical KRAs are the team's service level and quality score, attrition in the first 90 days, absenteeism, coaching sessions completed and agents promoted to SME. Give TLs a quarterly cycle with KRA-typed goals, because team measures move more slowly than an agent's monthly numbers. A TL whose team scores well but loses half its agents every quarter is not doing well, and the weights should make that visible.
Coaching, recognition and the bottom quartile
Monthly scorecards only help if they lead to action. Pair every low score with a coaching plan agreed in the one-to-one and check it next month; the discussion happens on the floor and in your coaching forms, while ZeniaHR keeps the goals and progress.
